Open the GitHub Repo

What the Experience Map actually does

An experience map reveals the full ecosystem around your users, not just the screens they tap.

A user journey map follows a single persona through a task on a product. An experience map zooms out to capture the entire ecosystem: every channel a user touches, every actor who influences their experience, every moment that happens off-screen, and every relationship between these elements. The result exposes systemic issues that screen-level design cannot surface, such as a gap between what sales promises and what the product delivers, or friction that lives in a support email chain rather than in the UI.

This skill is most valuable when a product's problems cannot be solved by redesigning screens alone. It applies to multi-channel products, service businesses, enterprise software with multiple stakeholder types, and any situation where the user's experience is shaped by people, processes, and systems outside the designer's direct control.

How it works

The skill builds the map in four stages, from research through systemic opportunity identification.

Define Scope and Actors

Identify the user group, the time span the map covers, and every actor in the ecosystem: end users, internal teams, third-party providers, and any other entity that shapes the experience.

Map Touchpoints and Channels

Document every point of contact between the user and the service across every channel: app, website, email, phone, physical, social. Note what the user is doing, thinking, and feeling at each touchpoint.

Surface Pain Points and Gaps

Identify moments where channels disconnect, where handoffs between actors break down, or where user expectations are unmet. These are the systemic failure points that individual screen redesigns cannot fix.

Identify Systemic Opportunities

Prioritise the gaps by business impact and design effort. Frame each opportunity as a specific intervention: a new touchpoint, a removed friction point, or a cross-channel consistency fix.

A journey map traces one persona through one task on one product. An experience map covers the full ecosystem: multiple channels, multiple actors, and the full lifecycle of a user's relationship with a service. Experience maps are better suited to diagnosing systemic problems; journey maps are better for optimising a specific task flow.
Create an experience map when the product's biggest problems live outside the product itself, for example in onboarding emails, sales calls, support tickets, or third-party integrations. It is also the right tool when multiple teams each own a slice of the customer experience and no one has a view of the whole.
Experience mapping works best as a cross-functional exercise. Include product, design, customer success, sales, and marketing representatives, as each team owns a different slice of the touchpoint ecosystem. The map often reveals misalignments between what different teams believe the user experience to be.
Combine user interviews and diary studies to capture off-screen moments with internal stakeholder interviews to understand how each team interacts with customers. Support ticket analysis, call recordings, and NPS verbatims are useful secondary sources. The goal is to capture moments that do not appear in product analytics.
The map is a strategic alignment tool. Use it to prioritise cross-functional initiatives, brief new team members on the full scope of the user experience, and evaluate whether a proposed product change addresses the actual pain point or only a symptom. Review and update it annually or after major service changes.
